Why this is a 2026 story, not a 2020 one


Two forces are converging this year. First, the shift from voice-only support to blended digital and AI-enabled engagement is well underway, and South African providers have moved with it — teams increasingly handle live chat, email, and AI-assisted ticketing alongside voice, not instead of it. Second, UK employment costs have risen sharply: employer National Insurance now sits at 15%, and the secondary threshold has been cut to £5,000, adding roughly £938 a year in NICs alone for an average UK salary. Recruitment leaders report a marked jump in offshoring enquiries as a result, one South Africa-focused recruiter recorded a 300% rise in offshored roles in April 2026 alone.

Separately, a Parseq survey found 57% of UK organisations plan to increase third-party outsourcing in 2026. CX and customer support are consistently among the first functions companies test.

  • Tier-one and tier-two support - the traditional core, now often blended with live chat and email

  • Digital support (chat, social, ticketing) - increasingly the growth area as channels diversify
